Customer reviews on platforms like the Google Play Store and Apple App Store are invaluable for companies looking to enhance their services. Using text mining techniques, businesses analyze large volumes of unstructured reviews. This helps them understand how aspects such as app performance and device compatibility impact customer satisfaction.
However, merely identifying aspects isn’t enough. It’s crucial to consider user actions—the specific experiences customers share. For example, when a customer says, “The app keeps crashing,” it’s more telling than just noting a “performance issue.” If many users mention “crash,” it clearly indicates an urgent problem.
A research team from South Korea, led by Associate Professor Do-Hyeon Ryu at Incheon National University, created a framework that combines service aspects with customer actions. They successfully validated it using text mining and machine learning. Dr. Ryu explains, “We need both aspects and actions to pinpoint problems and prioritize improvements.” Their study, published in the Journal of Retailing and Consumer Services, offers a structured approach to customer feedback analysis.
The research team designed a four-stage model. First, they gathered and cleaned online reviews from various platforms. Next, they extracted aspects and related actions with advanced natural language processing. Each review’s emotional tone was captured using sentiment analysis. Finally, they ranked aspect-action pairs based on their importance. This helped identify the most pressing areas for improvement.
They tested their model on 231,705 reviews of Roblox, an online gaming platform. The model pinpointed core technical issues causing user frustration and highlighted positive feedback as well. Dr. Ryu noted, “This allows Roblox managers to focus on urgent tech upgrades while nurturing engaging content.”
This model can be beneficial for managers across sectors like hospitality and retail. As services become more personalized and AI-driven, understanding customer feedback will become even more pivotal. Dr. Ryu believes this approach will enhance problem detection and resource allocation, ensuring a customer-first approach.
Incorporating user feedback is critical today. A recent Statista survey revealed that 93% of customers read online reviews before making a purchase. This underscores the importance of effective review analysis. With tools like the one developed by Dr. Ryu’s team, companies can deliver better services and meet customer expectations more efficiently.
As we move further into a digital age, companies must adapt. Listening to customers and acting on insights from their feedback will be essential for long-term success.
